When a guest gets abusive
A direct demand, a one-star threat and a booking that still needs looking after.
Most difficult guest conversations are not emergencies. They are a broken lockbox, a cold room or a refund demand that turns personal. You can put the service problem right without letting a threat set the terms.
THE MOMENT
The problem is real. The ultimatum is new.
The lockbox fails at check in. The guest is irritated, and rightly wants access. You give them a way in and check whether the delay warrants compensation. Then comes the message that tries to turn a service decision into a ratings bargain.
The code does not work. We are outside with our bags.

Refund the whole stay or I’ll leave one star.
THE REVIEW THREAT
A bad review is uncomfortable. It is not a veto.
Do the fair thing about the actual stay, even if the guest is rude. If access was delayed or an amenity failed, work out the remedy on those facts. Do not offer a refund simply to buy silence, and do not withhold a remedy because the guest upset you.
Airbnb’s Reviews Policy says guests and hosts cannot threaten a negative review to obtain unwarranted compensation or pressure someone over a review. Keep the exact message in the booking thread and report it if that is what happened. A policy report is a request for review, not a promise that any later rating will vanish. An honest negative review about a genuine fault may stay up.
Give the review its proper size. One rating can sting. It should not decide whether your cleaner attends alone, whether a real complaint is fixed or whether you give away an entire stay.
THE REPLY
Answer the stay. Leave the rating out of the deal.
A short reply is better than a long argument. State what you are doing about the problem, when you will update the guest and how any compensation will be assessed. Keep the conversation on the booking platform so the sequence is clear if support needs to see it.
I’m sorting access now and will update you as soon as I have a confirmed time. Once you are inside, we will review the disruption fairly. I cannot make that decision based on a review, but I will make sure the problem is addressed.
If the guest starts insulting a member of staff, say plainly that the property issue will be handled but personal abuse must stop. If it continues, move the reply to a manager and ask the booking platform for help. The Airbnb conduct policy covers harassment and threats as well as discriminatory behaviour.
WHEN IT GETS SERIOUS
Protect the person, then sort out the booking.
Direct threats, sexual harassment or intimidation at the property change the situation. A cleaner or host can leave an unsafe visit. Save the messages, record what happened and contact the platform’s safety route. Airbnb describes a 24 hour safety line for urgent safety concerns. Ask what happens to the active reservation rather than assuming cancellation or removal is automatic.
Keep names and footage private. Once the immediate issue is over, check in with the person affected and look at access, house rules and who handles late calls. If a review later appears, use the platform’s dispute route or a calm public response. Our review guide covers that part in more detail.
